Replying to negative Google reviews: 40 reply templates, by situation

A good public reply reassures more customers than the review scares away. The rules of a reply that holds up, then forty short templates to adapt: delays, price, mistakes, fake reviews, ex-employees, extortion.

Published 7 min read

Prospects read your replies more carefully than the reviews themselves. A one-star review with no reply signals an absent owner. The same review followed by a calm, precise reply signals a professional who takes responsibility. The difference shows up in the phone calls you get.

First the rules, then the templates.

Six rules for a reply that holds up

  1. Reply within 48 hours. After that, the reply looks like a chore.
  2. Three to five sentences. Long justifications read as bad faith.
  3. One fact, one apology if it is owed, one way forward. Never a trial.
  4. No names, no medical, financial or personal details. Even if the customer gave them.
  5. Never copy-paste. Google and readers both notice.
  6. Reread it as if your best customer were reading. Because they are.

The templates below are skeletons. Replace the brackets, change a word or two, and above all add the detail that shows you read the review.

Delays and waiting

  1. Thank you for your feedback. A forty-minute wait is not what we want to offer. We have added staff on [day] since. I hope to welcome you in better conditions.
  2. You are right, the time we announced was not kept and we should have warned you. Please accept our apologies. Feel free to contact me directly on [phone] so we can find a solution.
  3. We were overwhelmed that day and it showed in your experience. That is not an excuse, it is an explanation. We have reorganised our [time slot].
  4. Sorry for the wait. To prevent this happening again, we now offer online booking. Thank you for flagging the problem.

Price and billing

  1. Thank you for your feedback. Our prices are displayed [place/link] and the quote was approved before the work, but I understand the final amount came as a surprise. I am happy to discuss it.
  2. The extra charge corresponds to [reason]. We should have explained it more clearly beforehand, and we will do so systematically from now on. Thank you for pointing it out.
  3. I understand your disappointment about the price. We chose [products/materials] and a trained team, which has a cost. If a billing error crept in, contact me and we will correct it.
  4. You noticed a gap between the quote and the invoice. That is not normal. Send me both documents at [email], I will check and reply within 48 hours.

Quality of the service

  1. Thank you for taking the time to write. [Specific problem] should not have happened and I shared it with the team this morning. We would be glad to welcome you again and show you what we can do.
  2. We fell short on this point, and I would rather acknowledge it. We have since [corrective action]. I hope to have the chance to prove it.
  3. Your feedback on [dish/product/service] is useful to us. It is new and we are adjusting. Thank you for your honesty.
  4. I am sorry the result did not match your expectations. We redo anything that is not up to standard at no charge: contact me on [phone].

Welcome and staff behaviour

  1. I regret that the welcome lacked warmth. That is not the norm here, and I have spoken to the team. Thank you for telling us rather than not coming back.
  2. You describe an exchange that should not have gone that way. Please accept my apologies. I invite you to contact me directly to discuss it.
  3. We had a difficult day and that must not fall on our customers. Your remarks have been heard.
  4. Thank you for this feedback. We have reviewed with the team how we welcome and inform customers. I hope your next visit will erase this impression.

A mistake on our side, clearly established

  1. You are entirely right. We made a mistake on [item], we own it, and we have contacted you to put it right. Thank you for your patience.
  2. This is a mistake on our side, not yours. It has been corrected since [date]. If that is not the case, write to me at [email].
  3. Thank you for raising it publicly, it helps us improve. The problem is fixed and we have put [measure] in place so it does not happen again.

Rating only, no text

  1. Thank you for your rating. We would like to understand what did not suit you: feel free to write to us at [email] and we will reply personally.
  2. We have nothing to tell us what happened. If you would like to talk about it, we can be reached on [phone].

A review we believe is unjustified, real customer

  1. Thank you for your feedback. Our memory of this service differs from yours, but we respect how you felt. We remain available to discuss it calmly.
  2. We have read your message carefully. Some points do not match what we observed, and we would like to go over them with you directly.
  3. We hear your disappointment. The points you raise were checked with the team and do not reflect how we usually operate. We remain at your disposal.

Suspicious review: no trace of the customer

  1. We have no record of a visit or order under this name. If you were indeed a customer, contact us with the date and we will handle your request. Otherwise, this review has been reported.
  2. We cannot find this service in our records, and the service described is not part of what we offer. We have reported this review to Google.
  3. Thank you for your message. Without anything that identifies you as a customer, we cannot respond on the substance. We remain available if you wish to clarify your situation.

Presumed former employee

  1. This review does not reflect a customer experience. We have reported it to Google and remain available for any question about our services.
  2. Thank you for your message. It does not arise from a customer relationship and we will not comment here. Our customers can reach us on [phone].

Presumed competitor

  1. We have no customer by this name and the points raised do not correspond to our services. This review has been reported. We remain available to anyone with a genuine question about our work.
  2. Thank you for these remarks. We have passed them to Google as part of a report, as the details do not match any service we have carried out.

Threat, blackmail or demand for money

  1. This review was followed by a demand for payment in exchange for its removal. We have reported this attempt to Google and to the relevant authorities.
  2. We do not act on refund requests conditional on changing a review. We have kept the exchanges and made the necessary reports.

Insults or remarks aimed at a person

  1. We will not respond to remarks made about a member of our team. This review has been reported. We remain open to any comment made with respect.
  2. The terms used do not allow a constructive exchange. If you wish to tell us about a specific problem, we will read it carefully.

Off-topic review

  1. Your message concerns [another business / another matter] and not our services. We have reported it to Google so that future customers are not misled.
  2. We believe this is a mix-up with another business: we do not offer [service mentioned]. Please check and amend your review.

After resolution

  1. Thank you for talking it through with us. We are glad we could find a solution, and we hope to see you again in better circumstances.
  2. Following our conversation, the problem is resolved. Thank you for your understanding and for giving us the chance to put things right.
  3. We appreciated your openness during our exchanges. Your initial feedback allowed us to improve [item], and we thank you for it.

And the reviews that should not be there?

Replying protects your profile, but it does not make a fraudulent, defamatory or competitor-posted review disappear. For those, the public reply goes alongside a report file. If you have a doubt about a specific review, send it to us: we will tell you for free whether it can be removed.

Your rating took years to build. Don’t let bad reviews take it in a week.
